De-escalate an angry customer
Part of kit: Busy season dispatch survival (step 3 of 5)
When to use it
When a customer calls upset about a bill, a callback, or a no-show.
The prompt
Copy this, then replace everything in [brackets].
Help me prepare to de-escalate an angry customer.
Situation: [what they're upset about]
Facts: [job notes, timeline]
What I'm allowed to offer: [manager callback, free return visit, credit with approval]
Give me: opening line, what to say while they vent, how to restate their concern, what to offer, and a closing line. Plus 3 things NOT to say.
Before / after
Before: Arguing back and losing a customer for life.
After (example output):
Opening: ‘I’m really sorry. Let me make sure I understand what happened.’ Restate: ‘So the tech fixed it Tuesday and it went out again Thursday, and you had to take off work twice.’ Offer: ‘I’m getting [tech] back out tomorrow morning first thing at no charge.’ Don’t say: ‘That’s our policy.’
Tips
- Let them finish before you talk. Most of de-escalation is listening.
- Write scripts once, then practice them. The AI is for drafting, not for live calls.
- Keep it short. People read texts on a phone in a hot house.
- Review every draft before you send it. You’re accountable for what goes out.
